Help desk vs ticketing system

Four words are used for roughly the same thing, and one of them means something genuinely different. Here is which.

The short answer

Help desk and ticketing system are the same product. The first names the purpose, the second the mechanism, and vendors use whichever their market searches for.

Service desk usually means the same thing pointed inwards – at colleagues rather than customers – and often carries ITIL vocabulary. Shared inbox is genuinely different, and that is the distinction worth understanding.

Where the real line is

A shared inbox is a mailbox several people can open. A help desk adds three things it cannot have:

  • Ownership. One named person is responsible, and everyone can see who.
  • State. Read is not a status. Open, waiting and done are.
  • Time. A deadline that is visible before it passes.

Service desk: inward-facing

When the requests come from your own colleagues – access, hardware, "it is not working" – the tool is usually called a service desk. The mechanics are identical; what differs is the vocabulary around it and, in larger organisations, an expectation of ITIL processes. More in the IT service desk.

What to search for

Practically: search for help desk software if your requests come from customers, and service desk if they come from colleagues. You will find largely the same products either way, described in the language of the audience they are aimed at.
